Listen, record, report…and then what?
Updated: Oct 12
Client listening is in vogue. That’s a great thing and I’m one of the biggest advocates for bridging the gap between business strategy & operations, and the voice of the client. Done well, it strengthens relationships, wins more of the right work, and builds a future‑proofed business.
It comes with a challenge though. For all the listening taking place, how much actually changes?
Most programmes excel at capturing insight, but far fewer excel at doing anything meaningful with it. This is where firms fall into the trap of listen, record, report.
What comes next is what’s important, and the purpose of the whole exercise, but often that’s the bit that is missed. Yes, there might be some ‘quick-wins’. These are normally operational fixes like sorting billing or invoicing issues, perhaps introducing a partner from another practice group… but often the big strategical questions and changes remain unanswered and unfulfilled.
The data backs this up. While 58% of firms now claim to have a coordinated approach to client listening, only a minority reach the “advanced” stage where insight is actually integrated into decision‑making and change programmes. Most still sit in the early or mid‑maturity tiers i.e. strong on collection, weak on action.
In other words: the industry is listening more, but transforming less. This is what we call the insight into action gap.
So how do you prevent feedback becoming a document rather than a driver? How do you ensure insights become strategic, not just interesting? How do you make sure client expectations are not only heard, but met?
That’s why we introduced the Harken Effect…at Harken, we believe listening is only the beginning. Insight only creates value when it shapes decisions, behaviours, and priorities.
Our philosophy is simple, but tried, and tested:
Listen → Understand → Challenge → Shape
Most firms stop at the first two. For us, that’s where we really get going...we love to challenge and shape.
Listen: we gather honest, unfiltered client perspectives through structured, independent, and impartial conversations.
Understand: we analyse themes, patterns, and commercial implications. Not just what clients said, but what it means.
Challenge: we hold up the mirror. We test assumptions and surface the uncomfortable truths internal teams often can’t say out loud.
Shape: we translate insight into action:
client experience redesign
pricing and value conversations
leadership decision‑making
AI‑enabled efficiencies
service improvements
innovation priorities
How do we do this?
Quite simply, it’s our people. Harken isn’t made up of career consultants. Our ‘listeners’ are seasoned former C‑suite and senior experts - law firm CMOs, COOs, and Partners. People who have been in your shoes as leaders and who know how to drive change in complex professional organisations. As they listen, they understand the crux of the issue or opportunity. They follow the intelligence thread and convert it into actionable insight...and help you make it happen.
Client expectations are evolving faster than most firms’ internal processes. AI is reshaping service delivery, competition is intensifying, and differentiation is harder. You need people in your corner who go beyond a glossy report and instead provide an action plan, a stakeholder engagement plan, and senior insight into how to get things done, freeing up your headspace and your team’s capacity to drive the change that matters.
As we head into a politically uncertain, AI‑enabled, era the firms that thrive will be those who:
turn feedback into transformation
turn insight into innovation
turn client expectations into commercial advantage
That’s the space Harken occupies.
